The Client

Based in central Manchester, the client offers a true “home away from home” experience. They provide one- and two-bedroom apartments, each equipped with fully fitted kitchens and laundry facilities.

The site operates with a team of receptionists and front-of-house staff covering core hours from approximately 9am to 9pm, six days a week, with reduced hours on Sundays. Outside of these hours, a Duty Manager is available to assist guests with any issues that may arise. In addition, two in-house security officers are scheduled on various days throughout the week to support site safety and provide reassurance to guests.

The Challenge

Key Holding and Response Service
This service was handled by a Manager or Supervisor on a rota system. This meant that these individuals would work during the day and then potentially lose an evening of relaxation or a night out because they might be called out in the middle of the night to assist a guest with an issue.

Security Officers
The security officers were not licensed by the SIA and had been with the company for a considerable period, resulting in a level of complacency in their duties due to a lack of monitoring and performance checks. They were often unhelpful towards guests and would only intervene in matters relating to fire or security risks. In addition, there was no contingency plan or replacement cover in place during periods of annual leave or sickness. Their presentation and approach also did not reflect the professional front-of-house image expected by the staff and overall brand identity.

Out of Hours Phone
As the reception service was not operational 24 hours a day, an out-of-hours contact number was provided to guests should they require assistance. This phone was carried by the individual on duty each night. As a result, this arrangement continued to impact personal time, as support was still required via phone calls even when there was no need to physically attend the site or assist a guest in person.

The Solution

To ensure a smooth operation, we first took time to understand the building layout and created a detailed instructions manual. This allowed any of our officers to confidently assist guests with collecting keys and gaining access to their rooms. Guests can understandably become frustrated when experiencing difficulties, and this is where our security expertise adds value. Our officers are trained to diffuse potentially difficult situations, provide reassurance, and ensure guests feel supported throughout the process.

To provide an additional level of service, our officers were encouraged to go beyond the immediate task by asking guests if they required assistance with luggage or local information, such as recommendations for breakfast venues nearby. Once a guest had been comfortably settled into their room, officers were also asked to engage with other guests they encountered, even if assistance was not obviously required. A simple approach such as, “Good evening, is there anything I can help you with?” can make a significant difference to a guest's overall experience.

The first priority was to provide two licensed officers, as the client had not been aware that this was an industry requirement. As the officers would be positioned at the reception desk within a hotel environment, they were required to wear a professional uniform consisting of a blazer and tie. Although their primary responsibility was security, they also needed to carry out concierge duties as directed by the client.

Their responsibilities included checking in guests, creating and formatting key cards, providing information relating to guests’ stays, assisting with luggage and amenities, and delivering all of these services in a friendly and approachable manner. It was essential that guests viewed our officers as a natural extension of the Premier Suites team.

To provide the client with greater reassurance, we introduced an out-of-hours support solution. At the end of each shift, reception staff would send a handover email to our control room and then make a follow-up call to confirm it had been received, highlighting any important issues requiring attention.

The out-of-hours phone would then be diverted to our control room until staff returned the following morning. Any calls received and assistance provided would be logged by our controllers and communicated through email updates, ensuring the client was fully informed of any overnight activity as soon as they arrived at work the next day.

The Results

The biggest success for us as a company is that this client has remained with us since 2011.

There is now a seamless transition each night between the client’s day team and our night team, which has significantly improved productivity during the day. Their staff have peace of mind knowing they will only be contacted overnight in the event of a genuine emergency.

Guests are leaving positive feedback and returning to stay at the hotel, which is exactly the outcome the client was aiming for. In addition, the client now benefits from a highly professional and corporate image that reflects and strengthens its brand.
